Service Level Agreements, and What They Actually Promise

A service level agreement, or SLA, is the part of your contract that sets how quickly a supplier must respond to a fault and what counts as meeting that promise.

Response time is not fix time

A response time is how long before someone engages with the problem. That may be a phone call from the help desk, meaning the support team that logs and triages faults, rather than a technician at the door.

A resolution time is how long before the machine works again. Many agreements commit to the first and say nothing about the second.

Neither figure means much without knowing when the clock starts. It normally starts when the fault is logged, not when it happened.

Ask which of the two your agreement actually promises. That one question tells you more about an SLA than any other.

Five things to look for in the wording

  • Whether the commitment is to respond or to resolve.
  • When the clock starts and stops, and whether it pauses outside business hours.
  • Whether remote diagnosis counts as a response.
  • Whether a loan device is provided where a repair runs long, and after how many days.
  • What happens when the target is missed, which in many agreements is nothing at all.

Why the geography matters more than the number

A response commitment is only as good as the technician network behind it.

A supplier with no presence in your region is committing to travel time, whatever the paperwork says.

Ask where the nearest technician is based rather than asking what the response time is. The answer is more informative.

How a bundled lease changes the incentive

On a bundled agreement the monthly fee covers the equipment, toner, parts, service labour and call outs.

That matters for the SLA, because a supplier billing separately for each visit has a different incentive from one whose labour is already inside the monthly figure.

Paper is the only consumable you buy outside the monthly set plan. Insurance is arranged separately by the customer and is covered on the insurance page.
